Position Purpose:
Manages the performance of the Service Desk desktop support and IT procurement process to ensure that service levels are achieved. Ensures that customer expectations are met or exceeded. Responsible for ensuring the staff are meeting and exceeding expectations in regards to performance, meeting defined metrics/benchmarks, and that standards and processes are followed to provide effective customer service and meet requirements. Responsible for the IT procurement and inventory management function. Maintains records and databases containing information regarding licenses, warranties, and service agreements for the organization's hardware and software. Minimizes organizational cost through product standardization and tracking. Tracks quality throughout the product lifetime.
Essential Duties & Responsibilities:
- Oversee 100% of the requests, incidents and problems. Manages and coordinates urgent and complicated support issues. Act as escalation point for all requests and incidents. Develop and mature phone/ticket escalation processes to ensure free flowing escalation and information within the organization.
- Train, coach and mentor Service Desk Specialists including career development. Builds/obtains training material for support staff.
- Provide data and reporting of KPI’s and develop strategies for improvement.
- Oversee Solutions repository and ensure top quality solutions are available to the staff.
- Develops an effective and workable framework for managing and improving customer IT support in the organization.
- Manage process for communicating outage/emergency activities to the organization.
- PO review and approval/budgeting responsibility.
- Manages the entire hardware and software product lifecycle.
- Maintains and monitors hardware/software inventory database to ensure compliance.
- Identify savings opportunities for renewals, software licensing, and services.
- Track and renew hardware and software maintenance agreements and warranties.
- Oversee the procurement, receipt, inventory and provisioning process of software and hardware.
- Research equipment and software and make recommendations on vendors, manufactures, product versions.
- Review and revise and standard equipment configuration policies.
- Meter and review software and hardware utilization and make recommendations on requirements.
- Performs technology research and routine administrative duties as requested
Essential Knowledge, Skills & Abilities:
- Job knowledge/Technical skills – Possesses significant current technical knowledge of IT hardware and software. Proven track record of IT inventory management
- Problem Solving – Solves problems and makes business decisions independently, with the focus on cost reduction in the best interest of iSqFt.
- Communication – Ability to express thoughts and ideas to others both orally and in writing. Detailed documentation is a core must have skill.
- Implementation/Execution: You are good at organizing and managing multiple priorities and/or projects by using appropriate methodologies and tools.
- Innovate – Introduce new ideas and processes which improve performance and productivity
Experience and Educational Requirements:
- Associate degree in Computer Science or similar field AND 3 years’ experience in operations IT support, 2 years’ Asset Management Experience, and 1 years’ IT Financial Planning/Tracking OR HS Diploma AND 5 years’ experience in operations IT support, 4 years’ Asset Management Experience, and 2 years’ IT Financial Planning/Tracking
- A minimum of 2 years of supervisory experience managing a help/service desk with 2 or more direct reports.
